A service level agreement (SLA) is a contract that defines the level of service a provider commits to deliver, such as uptime, response time, and support availability. It sets measurable targets, states how they are measured, and spells out what happens, often credits or penalties, if the provider falls short.

How an SLA works

An SLA turns vague promises into specific, measurable commitments. Instead of "reliable service," it states figures like a percentage of uptime over a month, a maximum response time for support requests, or how quickly issues of a given severity will be addressed. It also defines how each measure is tracked and reported, so both sides can tell whether the terms were met.

Crucially, an SLA says what happens when a target is missed, commonly service credits or other remedies. This gives the commitment teeth and shares the risk, giving the customer recourse and the provider a clear standard to hold to.
